Bobbie D | Overall ExperienceThe main reason for my poor rating is that, when I checked in shortly before 7:00 p.m., I specifically requested 24-hour access for the night of my move because I knew I would need additional time to unload the truck. I was told that the access would be arranged. However, the access did not work, leaving my wife and me stranded with a partially unloaded 26-foot U-Haul and two unsecured storage units. I am relocating to Abilene for work, but my new apartment is not available until September 16. Since my Fort Worth lease was ending, I reserved storage units in Abilene weeks in advance so I could move my belongings there while temporarily staying with family and finishing my job in Fort Worth. My plan was to drive the U-Haul from Fort Worth to Abilene, unload everything, return the truck, and drive back to Fort Worth that night. I arrived shortly before 7:00 p.m. after a three-hour drive and checked in with Debbie Dixon and another employee. Both were professional and helpful. At that time, I specifically asked for 24-hour access for that night only because I knew we could not unload the entire 26-foot truck before normal access ended at 10:00 p.m. I was shown how to access the facility after hours and was told the access would be arranged. At 10:00 p.m., however, the doors locked and my access code was denied. We still had approximately half the truck to unload, and both of my third-floor storage units were open and unsecured. A notice at the keypad entrance instructed customers with after-hours issues to text Debbie Dixon. I texted her twice but received no response. I then called U-Haul customer service twice. Both representatives attempted to contact her and said they were unable to reach her, but they left messages for her. I specifically asked whether there was another manager, backup contact, or anyone else who could restore my access, but I was told Debbie was the only person who could help. I also emailed her and received no response. By approximately 11:00 p.m., after multiple texts, an email, and two calls to customer service, we still had no way to enter the building. Customer service told me there was nothing they could do, but that the facility would be open at 5:00 a.m. I explained that this was not an option because I did not live there and needed to return to Fort Worth. We had to reload the items we had already taken out of the truck and leave our storage units unsecured overnight. We had not planned or budgeted to stay overnight and had no change of clothes. I spent about an hour calling hotels before finding one with availability at a price we could afford. We finally checked in around 1:00 a.m. After approximately 3½ hours of sleep, we put our dirty clothes back on and returned to the facility shortly after 5:00 a.m. We then finished unloading and secured our units. At 5:35 a.m., I received a text from Debbie Dixon stating: “I’m so sorry, your text did not come through until just now. I don’t live in Abilene and we have spotty service out here at Lake Coleman. The doors should be open now for you to get in.” I understand that she may genuinely have unreliable cell service, and I am not blaming her personally for that. However, if she is the only designated contact for after-hours access problems, there needs to be another reliable method of contact or a backup person available. Customers should not be stranded because the only person designated to handle after-hours problems cannot be reached. To make matters worse, when I attempted to return the U-Haul, I discovered through the mobile return process that my requested drop-off location—the same location as the storage facility—had been changed to another location without any notification to me. Since scheduling was closed, I had no choice but to drive the truck to the other location to return it. My complaint is not simply that an access code failed. I specifically requested after-hours access when I checked in because I knew I would need it, was told it would be arranged, and then received no effective assistance when it failed. I made every reasonable attempt to get help, including multiple texts, an email, and two calls to U-Haul customer service. Even U-Haul’s representatives could not reach the designated contact and ultimately told me there was nothing else they could do and that I would have to wait until morning. The situation resulted in an unexpected hotel expense, approximately 3½ hours of sleep, two storage units left unsecured overnight, additional driving, and significant inconvenience during an already exhausting move. If U-Haul provides customers with an after-hours contact specifically for access problems, there should be a reliable backup when that person cannot be reached. A customer who specifically requested and was told they would have 24-hour access should not simply be told, “There is nothing we can do; you will have to wait until morning.” This is the reason for the poor rating.
